What it does

Service Agent is an autonomous agent for Customer Service that handles customer issues end to end across channels — reasoning over your knowledge and systems to resolve cases with little or no human touch, and escalating to a person when it can't.

Key facts

  • This is not agent-assist. It's autonomous case handling, aimed at deflecting and resolving, not just helping a human agent draft a reply.
  • It's metered and priced separately from Customer Service Enterprise, consuming Copilot/agent capacity per interaction or resolution.
  • Built on the same reasoning stack as Copilot Studio agents, so it can call actions, knowledge and connected systems.
  • General availability and pricing model have firmed up through 2025; confirm the current commercial terms before you quote.

When to use / skip

Strong fit for high-volume, repetitive contact types with good knowledge and clear resolution paths — password resets, order status, simple returns. Skip it for low-volume, judgement-heavy or emotionally charged work where deflection backfires.

Configuration decisions

  • Which topics and channels the agent owns versus routes to humans.
  • Escalation and handoff thresholds, and what context passes to the human.
  • Capacity budget and monitoring, since cost scales with volume.

Gotchas

  • Deflection targets set too aggressively produce angry customers and worse CSAT than a queue would. Tune conservatively.
  • The knowledge and action plumbing behind it is the real project. The agent is only as capable as what you connect.

Consultant notes

  • Scope this as an automation programme with clear resolution paths, not a switch you flip. The integration and knowledge work dwarfs the setup.
  • Model consumption cost against contact volume early — the metering can dominate the business case either way.
  • Run a shadow period with human oversight before letting it resolve unsupervised, and agree KPIs for cutover.
